How NPS is calculated
NPS = % Promoters − % Detractors
- Promoters are respondents who scored you 9 or 10.
- Passives scored 7 or 8. They're counted in the total but not in the score itself.
- Detractors scored 0 through 6.
The result is a whole number between -100 and +100. A negative number means more detractors than promoters; a positive number is the inverse. For the full explainer, see What is NPS?
What to do after you calculate
A score is a starting point, not an ending one. Once you have your NPS:
- Look at the detractors. Their open-ended responses tell you where to focus.
- Set a recovery process. Detractors who get a follow-up convert at higher rates.
- Track the trend. A single score is noise. A trend over time is signal.
- Segment. NPS rolled up across all customers hides where the problem actually lives.
